How to Automate Case Escalations in Salesforce

Updated · By the Clientell AI team · How we write

To automate case escalations in Salesforce, go to Setup, open Escalation Rules and create a rule marked active. Add a rule entry with criteria, then an escalation action. Set Age Over to the number of hours, choose a user or queue to reassign to, and add a notification. Only one escalation rule can be active at a time.

How to set up a case escalation rule

An escalation rule is a timer. If a case still matches your criteria after the time you set, Salesforce takes the action you choose.

  1. 1

    Decide the rule

Write it in plain words. Example: a high-priority case still open after four hours goes to Tier 2 and the manager is told.

  2. 2

    Create the rule

In Setup, enter Escalation Rules in Quick Find and select it. Click New. Name the rule and tick Active. Only one escalation rule can be active at a time.

  3. 3

    Add a rule entry

Open the rule and click New in the Rule Entries section. Set the order and the criteria, such as Priority equals High. Decide whether the timer follows the business hours on the case or ignores them.

  4. 4

    Add an escalation action

On the rule entry, click New under Escalation Actions. Set Age Over to the hours or minutes before escalation. Under Auto-reassign cases, pick a user or a queue.

  5. 5

    Notify people

In the same action, choose users to notify, such as the manager, and pick an email template. You can also notify the case owner.

  6. 6

Add more actions for later steps

Add a second action with a longer Age Over, such as 12 hours, for a second level of escalation.

  7. 7

    Test it

Create a test case that matches the entry with a short Age Over, wait for the time to pass, and check the owner and the emails.

SOQL: open cases that have been escalated

SELECT Id, CaseNumber, Priority, OwnerId, IsEscalated
FROM Case
WHERE IsEscalated = true AND IsClosed = false

Use this as the base of a report or a daily check.

The Challenge

Case escalation in Salesforce requires configuring time-based rules, priority thresholds, and notification chains. Salesforce's native Escalation Rules have limitations: they only support time-based criteria and a single escalation action. More complex escalation scenarios require custom Flow automation.

Or let Clientell AI do it

Clientell AI builds case escalation automation using Salesforce Escalation Rules and supplementary Flows for advanced scenarios. Describe your escalation criteria and Clientell AI configures the complete escalation workflow.

How It Works

  1. 1

    Describe your escalation criteria

Tell Clientell AI when cases should escalate: time thresholds, priority changes, customer tier, or any combination of criteria.

  2. 2

    AI builds escalation automation

Clientell AI configures Salesforce Escalation Rules and builds supplementary Flows for multi-tier escalation, notification chains, and assignment changes.

  3. 3

    Review escalation configuration

Preview escalation rules, time thresholds, notification templates, and re-assignment logic before activation.

  4. 4

    Deploy with approval

Activate case escalation automation after your review.

Frequently Asked Questions

Can Clientell AI build multi-tier escalation?
Yes. Clientell AI can configure escalation that progresses through multiple tiers (team lead, manager, director) with different time thresholds and notification recipients at each level.
Does it support both time-based and criteria-based escalation?
Yes. Salesforce Escalation Rules handle time-based criteria, and Clientell AI supplements them with Flow-based automation for criteria-based escalation (e.g., escalate immediately when priority changes to Critical).
Can escalation notify external stakeholders?
Clientell AI can configure email alerts that notify both internal users and external contacts (like account managers or customer success reps) when cases are escalated.
How do I automate service escalation rules?
Create an escalation rule in Setup with entries for your criteria. Each entry has escalation actions with an Age Over time, a reassign target and notifications.
Can I use a flow instead of an escalation rule?
Yes. A record-triggered flow with a scheduled path can wait a set time after a case is created, check that it is still open, then update the owner and notify someone.
How is escalation different from assignment?
Assignment rules decide who owns a new case. Escalation rules act later, when a case has stayed open too long. See the assignment rules guide for the first step.
